When an MSP’s enterprise client raises a ticket, the clock starts in the client’s ITSM — ServiceNow, Jira, Freshservice. If the MSP works in Autotask or ConnectWise, that ticket has to get there somehow.
The usual somehow is a portal the client didn’t ask for, a shared mailbox someone checks, or a phone call. Each adds minutes or hours before an engineer sees the ticket, and each update on the way to resolution takes the same detour back.
